The front desk is the first and last thing a patient experiences. This is where bookings are lost to missed calls, other people's diagnoses are spoken out loud, patients are billed for services they didn't receive, and complaints pile up unanswered. The audit keeps one standard across every clinic in the group and for every receptionist, not just the most experienced one.

Work through the sections in order: first the desk and waiting area, then 2–3 calls (a test call or call recordings), observe several patients being checked in, and finally reconcile the payment records. Assign an owner and deadline to every non-conformity, and deal with patient data and money issues the same day.

Common violations

  • The day's appointment list lies on the desk or the screen faces patients — anyone in line can see other people's names and services, a direct breach of confidentiality.
  • Missed calls aren't returned because "there's already a line at the desk" — the clinic loses new patients, who simply book elsewhere.
  • "Default" services from the appointment template end up on the bill even though the doctor didn't perform them — a direct route to complaints and refunds.
  • Patients are identified by asking "Are you Mr. Jones?" and they agree without hearing properly — this is how records and test results of patients with the same surname get mixed up.
  • The displayed price list wasn't updated after a price change, and the patient rightfully insists on paying the old price.

Frequently asked questions

As a baseline, weekly in each clinic, plus an extra check during a new receptionist's first two weeks. Calls are easier to assess from recordings so you don't depend on the time of your visit.

Yes, with test calls: 2–3 calls a week from different numbers at different times. The receptionist must not know it's a test call, or the result will look better than reality.

Fix it immediately (put documents away, turn the monitor), discuss it with the receptionist and record it in the report. If it keeps happening, rethink the workstation setup: trays, privacy screen filters, printer position.
